July network outage. Making it up to our customers.

We’re making it up to our customers for the loss of service some of them experienced during the unprecedented network issue in July. We recognise that this caused inconvenience and frustration to those impacted over that one-day period.

The 10% discount for those directly affected and £10 Priority Moments voucher for all O2 customers take effect in September. Read on for the details.

10% back

We identified all those customers directly affected (those whose devices could not connect on our system) and sent a text message to say sorry and to confirm they would get the equivalent of three days back for the disruption as a gesture of goodwill.

  • Pay Monthly customers will receive 10% off their July subscription which will be applied on their September bill, which is equivalent to 3 days back.
  • Pay & Go customers will receive 10% extra on their first top-up in September
  • Pay Monthly Mobile Broadband customers who were directly affected will also have 10% credited back on their bill in September although
  • Pay & Go Mobile Broadband and iPad customers will also receive 10% off or a free day’s access when they buy data access in September.

These will be applied automatically – you don’t need to do anything to activate them. Pay & Go customers will receive a text within 72 hours of topping up confirming that 10% of the top-up amount has been added to your credit.

As a working example, if a Pay Monthly customer is paying £32.00 a month (£26.00 a month subscription plus £6.00 a month 500mb data bolt on), they would receive £3.20 off their September bill.

Small businesses (those with fewer than 10 connections) who were directly affected have also received a text letting them know they’ll also get the equivalent of 3 days back for the disruption, as a gesture of goodwill.

Priority Moments £10 voucher

To thank all our customers for supporting us through an unprecedented and difficult period, we are also giving everyone on O2 a £10 O2 voucher to spend in store. This will be redeemable via the O2 Priority Moments app or online at www.o2.co.uk/priority. It will be available between 1st and 30th September to download through Priority Moments and use in store, with no minimum spend. (One voucher can be used per transaction and no change given.)

The voucher can be redeemed on anything in store, with the exception of Pay & Go top-ups and Pay Monthly bill credits. For example, you can choose to get £10 off a new handset (even if bought with a contract) or spend the voucher on any of the accessories in our extensive range.

We sent a text to all O2 mobile customers, including business ones, letting them know about this at the end of July.

Q. How do I get the 3 days (or 10%) back on my bill?

Q. How do I get 10% on my first September top-up?

A. Pay & Go customers who were directly affected (those whose devices could not connect on our system) will receive 10% extra on their first top-up in September. Q. What if I don’t top up in September?

A. You will need to top up between 1st and 30th September to receive the 10% back. Any top ups outside of this time won’t be eligible.

Q. I’ve moved from Pay Monthly to Pay & Go, what will happen?

A. If between the network outage and September, you moved from Pay Monthly to Pay & Go, you’ll still get an O2 Thank You to say sorry for the inconvenience the outage may have caused. As you’ve moved to Pay & Go, your goodwill amount will now be the same as others on Pay & Go that were also affected. This means you’ll get an extra 10% on your first top-up in September. The extra top-up will be added automatically up to 72 hours after your top-up. For example, if your first top-up in September is £20, you’ll automatically get another £2 added up to 72 hours later. We’ll text you when we’ve added it.

Q. I have moved from business to Pay Monthly, what will happen?

A. If between the network outage and September, you moved from a business to a consumer Pay Monthly tariff, you’ll still be given an O2 Thank You to say sorry for the inconvenience the outage may have caused. As you’ve moved to consumer Pay Monthly, your O2 Thank You will be the same as others also on consumer Pay Monthly tariffs. This means you’ll get 10% off your line rental and core data in September. For example, if your tariff costs £26 and your data Bolt On costs £6 a month, you’ll get 10% off £32 giving you £3.20 off your bill in September.

Q. I’ve moved from Pay & Go to Pay Monthly, what will happen?

A. No, you can only use one voucher per transaction, no change is given if the transaction is less than £10 and it cannot be used in conjunction with any other offer.

Q. What are you doing for mobile broadband and iPad data customers?

A. We are using text to update customers so we won’t be communicating directly with you. If you were directly affected we will automatically give Pay Monthly Mobile Broadband customers 10% credit back on their bill in September. Pay & Go Mobile Broadband and iPad customers will get the choice of 10% off when they buy data access in September or a free day’s access. There is no need for you to do anything.

You can get your £10 voucher from Priority Moments online at www.o2.co.uk/priority as long as you have your O2 mobile number. This voucher code will be sent to your O2 mobile phone and can then be used in store.

Q. The 10% is not off my total July bill, why?

A. The 10% comes off your monthly subscription only, not the total bill. This represents the equivalent of three days’ usage costs.

Q. I thought you would be able to spend my ten pounds on anything but I can’t buy top ups with it, why?

A. The £10 Priority Moments voucher can’t be used against the cost of top ups. It can be used against any products in store, with no minimum spend necessary. (One voucher can be used per transaction and no change given.)

Q. I didn’t download the £10 pound voucher in August – can I still get it?

A. Yes you can still log into Priority Moments to download the offer as normal.

Q. I was affected, why haven’t you given me 10% off my bill?
A. We’ve identified all those customers directly affected as they were on the particular system which failed. We appreciate that other customers will have been indirectly impacted by the issue, which is why we’re giving everyone on O2 a £10 O2 voucher through O2 Priority Moments to spend in store.

It may be that you experienced a problem connecting to our network during this period – this could have been due to other factors such as location, congestion or a local cell site problem. These are issues that may affect any of our customers at any time – our terms and conditions are clear that our service is not fault free.

Q. What if there isn’t any stock for the item I want when I go into one of your stores?

A. We’ve planned and prepared for the Priority Moment and bill/top up credit in September. We’ve significantly increased the stock levels in our stores to meet the additional demand in September; in particular, items that we believe our customers will want to spend their £10 on. We’re monitoring our stock levels every day and will bring in additional stock where required.

We have investigated what caused last week’s network disruption and can now confirm that we experienced an unprecedented software fault on the register that works to connect mobile devices to our network. The network is now stable and we are already implementing changes to mitigate the risk of this happening again.

What’s happened?
At approximately 13:30 yesterday we experienced a fault with one of our network systems which meant that some mobile phone numbers were unable to register correctly on our network. Our engineers were deployed as soon as possible and worked throughout the night. They will continue to do until full service is restored.

When did this happen?
The fault occurred at approximately 13:30 yesterday. Service to our 2G mobile service was restored at 08:00 this morning and our 3G service is starting to restore.

Why are only some O2 customers affected?
The fault is not location-specific, nor does it relate to a specific mobile number range. This means that customers have been impacted at random.

Why do I have signal but am unable to make calls, send texts or use data?
The fault is not related to signal strength or network availability from our mobile masts, which is why phones may still be showing full signal. The fault is due to a problem with a network system, which works to register specific mobile phone numbers to the network.

How long will it take to fully resolve the issue?
Our 2G network service was restored at 08:00 this morning, meaning customers can make calls and send texts on 2G. Our 3G service is starting to restore and we expect full service to return to all affected customers this afternoon.

Do you have backup plans?
We have extensive continuity plans which we brought into effect to restore service as quickly as we could.

What are you doing to make sure this doesn’t happen again?
It’s too early to draw any conclusions but we will be conducting a thorough investigation into how this happened.

At approximately 13:30 yesterday we experienced a fault with one of our network systems which meant that some mobile phone numbers were unable to register correctly on our network. As a result, some customers have had difficulty making or receiving calls, sending texts or using data.

We, and our central supplier, have been working through the night and this morning using all possible resources to restore service.

As at 0800 this morning, our 2G network service was restored. Customers who were affected should now be able to make and receive calls on the 2G network (they may find it helpful to turn their phone on and off once)

Our 3G service is starting to restore and customers should expect to see a gradual return of data services as the day progresses.

We will be updating regularly as the situation improves across our status checker, Twitter and this blog post.
